VIP playbook and sentiment-aware routing

Your biggest spender just opened a chat — the agent already knows it, switches to the VIP playbook, and hands frustrated or sales-live moments to a human fast.

What it does

Automation that treats every customer identically saves cost at the bottom of the base and bleeds lifetime value at the top. The customers who fund the business get the same scripted flow as everyone else, and the one conversation that should never have been automated is the one that ends the relationship. Here, the agent checks VIP and value status at conversation start and loads a dedicated playbook — tone, entitlements, and escalation thresholds tuned to the account. The moment a conversation turns — frustration rising, a live buying signal, a high-value account at risk — it routes to a human fast, with summary, transcript, and routing reason attached, so the customer never repeats themselves.

How it works

  1. 1
Trigger. a conversation opens on chat, email, or voice; before the first reply, the agent looks up the customer's value tier, account state, and memory of past conversations.
  2. 2
Decision. VIP status loads the dedicated playbook — which requests auto-resolve, which offers the agent may make, and where the human-routing thresholds sit. On every turn, sentiment and intent are scored: frustration, churn risk, buying signal.
  3. 3
Action. routine VIP requests resolve inside the playbook's voice and entitlements; when a threshold is crossed, the agent hands off immediately — the human receives a summary, the full transcript, and the explicit reason for the routing.
  4. 4
Follow-through. outcome and sentiment write back to the customer's persistent memory, so the next conversation starts warmer; routing thresholds are tuned per tier, letting automation expand across the base without leaking value at the top.
Example
AgentWelcome back — I can see your replacement from last week is out for delivery today. Is this about that order, or something new?
CustomerSomething new. Honestly, I'm getting tired of having issues with my account lately.
AgentUnderstood — and given your history with us, I don't want you re-explaining anything. I'm bringing in a senior specialist now and handing them the full picture; they'll pick up this exact conversation, not start a new one.

Configuration

How the agent is wired for this use case.

Triggera conversation-start event on chat, email, or voice — before the first reply.
Tools & actions
  • CRM · look up value tier or VIP status and load the dedicated playbook (tone, entitlements, escalation thresholds)
  • Persistent memory · read past conversations on entry, write outcome and sentiment back on exit
  • Sentiment/intent scorer · score frustration, churn risk, and buying signal on every turn
  • Messaging channel · resolve routine VIP requests inside the playbook's voice and entitlements
  • Human agent desk · hand off with summary, full transcript, and the explicit routing reason
Autonomyroutine VIP requests resolve unattended inside the playbook's scoped entitlements; offers are scoped strictly to the playbook, and a crossed sentiment/risk threshold forces an immediate human handoff rather than an autonomous reply.
Channelschat · email · voice
Escalationfrustration rising, a live buying signal, or a high-value account at risk crosses the per-tier threshold and routes to a human; a failed handoff falls back to a monitored human queue, never a dead end.

What you need

The inputs this use case runs on. Your channels stay yours; the agent supplies the judgment.

Signals

conversation-start events on each channel, per-turn sentiment and intent scores, account-risk and sales-opportunity flags

Data

customer value tier or VIP list, account state and entitlements, persistent conversation memory, playbook definitions per tier

Guardrails

sentiment thresholds that force human routing rather than suggest it; offers scoped strictly to the playbook; every handoff carries transcript and reason; a failed handoff falls back to a monitored human queue, never a dead end

Metrics it moves

  • ltvprotected: top accounts get treatment matched to their value instead of the cheapest automated path
  • csatup in the high-value segment, where a single bad contact costs the most
  • ticket-deflectionautomation keeps climbing safely, because the routing layer catches the conversations that must not be automated
